Cebu Pacific upgrades its chatbot to an AI agent that puts disrupted passengers first

Cebu Pacific replaced its scripted chatbot with a generative AI agent from Ada in 2025. By Ada's account, automated resolution rose by more than 34% and customer satisfaction by more than 50%, and passengers hit by disruption wait under a minute for help.

Cebu Pacific, the Philippine low cost airline, carries more than 20 million passengers a year. It launched Charlie, a scripted chatbot, in 2019 and turned it into a generative AI agent with Ada in 2025.

The airline's chief marketing and customer experience officer, Candice Iyog, announced the partnership in October 2025.

Charlie learns to read the knowledge base

The operational problem

A scripted chatbot can only follow flows written in advance, so every new policy means more scripting, and passengers in difficulty end up in the same queue as everyone else.

What the evidence reports

Ada said in a September 2025 case study that Charlie now answers directly from Cebu Pacific's knowledge base, follows the whole conversation, and works with Salesforce routing to escalate the most urgent cases first, starting with travellers disrupted partway through a trip. Human agents receive a summary when a chat is handed over. Charlie runs on the website, the app and Facebook Messenger. Ada reports automated resolution up more than 34%, customer satisfaction up more than 50%, and waits of under a minute for the most urgent cases. JL De Paz, director of the customer care group, said: "Now, Charlie understands the whole conversation."

Operational significance

Putting disrupted passengers first, and passing agents a summary, uses AI to sort the queue as well as answer it.

Evidence still needed

The figures are Ada's. Cebu Pacific has not published chat volumes or its own results.

Editorial assessment

Cebu Pacific's AI agent is a clear upgrade on its scripted predecessor, with priority handling for disrupted passengers.

Results published by the airline, with volumes, would confirm the supplier's figures.
